So reicht es nicht mehr aus, sich allein über die Produktleistung zu differenzieren. Vielmehr müssen Unternehmen von der Produktzentrierung zur Kundenzentrierung umdenken. Hintergrund ist einerseits die seit einiger Zeit kontinuierlich fortschreitende Globalisierung, die den Wettbewerbsdruck verschärft. Andererseits hat der rasante technologische Fortschritt einen enormen Einfluss auf die herkömmlichen Wertschöpfungsstrukturen. Ein weiterer entscheidender Faktor ist in diesem Zusammenhang die Antizipation von Kundenbedürfnissen und Kundenverhalten. Der intensive Wettbewerb auf den Märkten, bedingt durch den Trend zur Internationalisierung und die zunehmende Transparenz für den Konsumenten, wird zu einem immer komplexeren Unterfangen, was die Generierung von Wettbewerbsvorteilen und die Bindung von Kunden erschwert. Da der Kunde die Verhandlungsmacht hat, sind Produkte und Dienstleistungen leicht austauschbar. Der heutige Kunde ist sich seiner Schlüsselstellung bewusst. Folglich stellt er höhere Anforderungen an die Leistungen, die die Unternehmen aus seiner Sicht erbringen müssen. Die Tatsache, dass der Kunde als Ausgangspunkt des Denkens und Handelns für Unternehmen gesehen werden muss, dürfen Unternehmen nicht unterschätzen, da die systematische Wahrnehmung und Erfüllung der Kundenbedürfnisse einen entscheidenden Einfluss auf den langfristigen Unternehmenserfolg haben. Somit ist nicht nur der Vertrieb, das Marketing oder der Customer Service mit dem Thema Kundenbeziehungsmanagement konfrontiert, sondern das gesamte Unternehmen.
